What is workplace aggression?

Aggression is defined as the infliction, or threat, of harm or injury (either physical or psychological) upon another person. It includes verbal, physical or psychological abuse, threats or intimidating behaviour, intentional physical attacks such as hitting, pinching or scratching, aggravated assault, threats with an offensive weapon, sexual harassment or sexual assault.

1. Teaching staff to stay calm and safe

This is the first and maybe most important step. If there is an immediate threat of violence or danger staff should remove themselves from the danger and seek assistance.

If someone is angry, it doesn’t help if a staff member reacts and get angry, too. It is important for staff to take a deep breath, which helps staff to remain calm and get ready to listen and respond appropriately.

 

2. An important de-escalation technique is not to blame other people

As a staff member don’t blame the person by reciting business or company policies. Even worse, don’t accuse someone with a “it clearly stated and you should have read that…”.

3. Training staff using de-escalation communication skills to clearly identify the problem or issue with the customer or person

Get the person to work with you by saying, “Let’s try to work this out together.” Ask questions. Show that you are interested in their problem and want to help. You can even ask in a nice way, “I can understand how you feel?” Hear them out and don’t raise your voice etc

4. Training employees if a mistake was made, then this can be recognised 

As you are about to take responsibility for a problem, you may want to bring in a manager and explain the situation.  If you made a mistake, own up to it. In a customer service situation if what happened was not the way your company usually operates, admit it. Tell the customer you will try to remedy the mistake and make sure it doesn’t happen again.

5. We train employees to be careful how they communicate to help de- escalate the issue or concern

Staff need to choose their words wisely and body language is important so they do not escalate the problem. In our de-escalation workshops we teach these essential skills to staff.

6. With the de-escalation techniques we teach strive to find a solution to the issue 

Sometimes the person just wants to vent. Sometimes they want a solution to their problem. If you have the skills to help fix the issue, do your best to solve it. In most instances most reasonable people will appreciate your sincere efforts when you are training to assist them.

A good initial de-escalation strategy is to thank the customer or person

Imagine their surprise when you thank someone for taking the time to bring an issue to your attention. People want to be heard and the easiest thing you can do is acknowledge their problems and their feelings.

Also, if possible get their feedback for how they would solve the problem and mention what kind of follow-up you plan to do.

Fight, Flight, or Freeze
This response is our body’s way of coping with stress or danger. Look at the following list of flight, fight or freeze responses below, possible signs that someone is no longer feeling safe and might be at risk. This is not a complete list but may help to identify what you should be watching for:

Fight

  • Hands in fists, desire to punch, rip

Becoming aware of your situation is also critically important. This can include:

  • Other people in the room,
  • Objects; such as chairs, tables, items on a table, and the space around you, like exits or openings, and if you are blocking the person so that they are made to feel trapped.

Try to look as non-threatening as possible.

  • Appear calm and self-assured even if you don’t feel it.
  • Maintain limited eye contact and be at the same eye level. Encourage the customer to be seated, but if he/she needs to stand, stand up also.
  • Maintain a neutral facial expression.
  • Place your hands in front of your body in an open and relaxed position.
  • Don’t shrug your shoulders.
  • Don’t point your fingers at the person.
  • Avoid excessive gesturing, pacing, fidgeting, or weight shifting.
  • Maintain a public space distance, which is 2 metres or more.

Make a personal connection. Something as simple as asking, “What’s your name?” can diffuse a situation quickly.

  • People respond positively to their own name and can make the dialogue more personal.

Listening to the persons concerns. – Acknowledge the other person’s feelings without passing judgment on them.

  • Empathy needs to be shown during conflict situations. Even if you do not agree with the person’s position, expressing an understanding why that person feels a particular way will help resolve the conflict.
  • Clarifying, paraphrasing and open-ended questions all help to ensure that the person is aware you have understood their frustrations completely.
  • Ask to take notes.
  • Ask for their ideas or solutions.
  • Help them talk out angry feelings rather than act on them.
  • Shift the conversation to the future, create hope, and you make yourself less threatening.
  • Using “what” and “we” helps include the person in those future plans.
  • Get them to say yes.
  • It is very hard for someone to stay angry towards you if they are agreeing with you.

If the situation feels unsafe, leave and call for help.

No person, group, or set of conditions can guarantee that a conflict will proceed constructively.
